The latest to acknowledge the harsh reality of an increasingly crowded foods industry was a Connaught Place gastropub outlet backed by some of the biggest names in India’s restaurant business. Many entrepreneurs across urban centers are drawn to the glamour and glitz of finedining at the peak of business cycles: They soon realise the challenges involved in building sustainable competitive advantage in an industry that has low entry barriers and high capital and operational costs. 


2. How did the new management bring changes required to make the Coffee House a success?

I would say the first thing that comes to mind is the type of leadership/management. More than anyone else in a coffee shop setting, the manager is the one who sets the tone. Be it a friendly and welcoming atmosphere, or the type of experience that leaves you, the customer, feeling disconnected and belittled, I believe the manager dictates that.

There is a leadership principle called the Velvet Brick. In short it refers to how a leader (in our case the manager) is to be to their followers (employees). The idea proposes that successful leaders are two-dimensional. On one hand they are approachable, caring, thoughtful, and gentle (soft like velvet). On the other hand they are firm, unwavering, and holding those around him/her up to a consistent set of standards (solid like a brick).

The reason I believe the leadership type is so important to the success of a shop is because they set the level of service and expectation for their employees, who then deliver to the customer. The management can have established the best “coffee shop practices”, but if they aren’t a true leader, the employees ultimately will not follow through on those practices. If the manager however, has put in the work — to be that velvet covered  brick for each of their employees — then the employees will naturally want to carry out the shop’s practices to the fullest. If that is happening, the customers will receive that down-flow of care, service, and attention to detail; which will bring them back to the shop day after day.


3. What is your learning from this case study?

Poona Coffee House was started by one Mr. Bhava who has considerable experience in running restaurants. He has two more restaurants running in the town which is doing fairly good business. One of the two also offers lodging facilities. Surprisingly, Poona Coffee House could never do well. No systematic efforts were made to improve the working. So when he was made a lucrative offer some four years ago by Mr. Nand Kumar Shetty, he jumped at it.It is quite strange to note that Mr. Shetty has no previous experience in the line. He was in the Indian Army and retired at the rank of a Major. Neither does his family have any prior experience in the catering line, though the community is famous for the same. Mr. Shetty completely renovated the place by putting in attractive interior decoration. The menu offered was also trebled thereby giving a wide choice to customers. Even though it was kept as a vegetarian restaurant, South Indian, Gujarati and Punjabi delicacies were also offered. Some other entertainment items like stereophonic music were also added. The unexpected degree of success has baffled Mr. Shetty himself. So much so, that he has even stopped borrowing from the banks for his working capital requirements within only six months of commencing operations. Today, Poona Coffee House is the talk of the town, and a favourite rendezvous for all who want to have a nice meal in a congenial atmosphere.
